Once two members are following each other you can click Create > Direct Message or hover over the person's name in the Activity stream and click Direct Message. Thank you.

It sounded like the follow request was coming from the individual username of the rep not the general VZW support username. That's what looks wrong. You were directing them to hover over the general username not your username.
